What the job involves

A Team Lead in BPO, KPO, or ITES supervises a team of 10 to 20 associates who handle customer support, back-office processing, or IT-enabled services for a client. The role involves daily performance monitoring, quality checks, roster management, client communication, and ensuring service level agreements (SLAs) are met. Freshers usually enter as associate or trainee and grow into this role after 1 to 3 years of consistent performance.

Role and Technical Knowledge

  1. 1

What are the key metrics a Team Lead in a BPO or KPO is responsible for?

Name AHT, CSAT, quality score, shrinkage, attrition, and SLA adherence. Explain how each affects client billing and team health.

  2. 2

How would you handle a situation where your team misses the SLA for three consecutive days?

Show a structured approach: root cause analysis (volume spike, absenteeism, system issue), short-term fixes like overtime or queue prioritisation, and a long-term plan with the client.

  3. 3

What is the difference between BPO, KPO, and ITES? Give one example of each.

BPO handles routine processes (voice support, data entry). KPO handles knowledge work (research, analytics). ITES covers IT-enabled services (tech helpdesk, HR shared services). Use simple, correct examples.

  4. 4

How do you calculate shrinkage, and why does it matter?

Shrinkage = (total hours not available / total scheduled hours) x 100. It matters because high shrinkage reduces capacity and forces overtime or SLA misses. Mention planned vs unplanned shrinkage.

Practical Scenarios

  1. 5

One of your best performers has started coming late regularly. How do you handle it?

Start with a private one-on-one to understand the reason (health, transport, personal issue). Then set clear expectations, document the conversation, and offer support if possible. Avoid public confrontation.

  2. 6

A client sends an angry email about repeated errors from your team. What do you do first?

Acknowledge the email within the agreed timeframe, apologise for the impact, and commit to a specific action. Then investigate with your quality analyst, share a corrective action plan, and follow up after a week.

  3. 7

Two team members are arguing loudly on the floor during shift hours. How do you manage it?

Separate them immediately to protect the work environment, then speak to each privately. Focus on the behaviour and its impact on the team, not on who is right. Escalate to HR only if it repeats.

  4. 8

You are asked to reduce your team size by two people without affecting performance. How do you plan it?

Review current workload, average handling time, and peak volumes. Identify process improvements, cross-training, or automation that can absorb the gap. Present a data-backed plan to your manager before making cuts.

Behavioural and HR

  1. 9

Tell me about a time you led a small group or project in college. What was your role?

Use the STAR method (Situation, Task, Action, Result). Focus on how you assigned work, resolved a conflict, and measured success. Even a college fest or study group counts.

  2. 10

Are you comfortable working night shifts and rotating weekly offs? Why?

Be honest. If yes, explain how you will manage sleep, health, and family time. If no, say so clearly but show willingness to try for a fixed period if the role demands it.

  3. 11

Why do you want to join the BPO or KPO sector when you have a different degree?

Connect your degree skills (communication, analysis, process thinking) to the role. Show that you understand the growth path from associate to team lead and beyond, and that you are not treating it as a stopgap.

  4. 12

How would you handle a team member who consistently underperforms despite feedback?

Show a progressive approach: informal coaching, documented feedback, a performance improvement plan (PIP) with clear timelines, and finally escalation to HR if no improvement. Mention empathy but also accountability.

Communication and Client Handling

  1. 13

How would you explain a service failure to a client without losing their trust?

Use a calm, factual tone. Accept responsibility, state what went wrong, share the immediate fix, and outline preventive steps. Never blame the team or the system in front of the client.

  2. 14

Your team member wants to escalate a simple issue to the client. What do you do?

First, ask for the details and check if it can be resolved internally. If it is genuinely a client decision, help the member draft a clear, short email with context and options. Teach them to solve similar issues next time.

  3. 15

How do you give constructive feedback to a senior team member who is older than you?

Focus on the behaviour and data, not the person. Use a private setting, ask for their view first, and frame feedback as a shared goal. Respect their experience while being clear about expectations.

  4. 16

What would you do if you disagreed with a process change announced by your manager?

Follow the change first, then request a private discussion with data on why you think it may not work. Offer an alternative. Show that you can disagree respectfully and still execute.

Practise the conversation

Much of a Team Lead's job is conversation. Practise a sales call, an upset customer or a negotiation with an AI persona, and get a scored report.
