What the job involves

Customer Success Managers (CSMs) in Indian SaaS and B2B products own the post-sales relationship for a portfolio of business customers. They drive product adoption, ensure renewals and upsells, and act as the voice of the customer internally. Day to day involves onboarding calls, business reviews, troubleshooting, and collaborating with sales, support, and product teams.

Role and Technical Knowledge

  1. 1

What does a Customer Success Manager do differently from a Customer Support Executive?

Highlight proactive vs reactive: CSMs focus on outcomes, adoption, renewals, and revenue, while support resolves immediate issues.

  2. 2

Explain the difference between churn, gross retention, and net revenue retention (NRR).

Define each: churn is lost revenue, gross retention excludes upsells, NRR includes expansion and is key for SaaS growth.

  3. 3

What are the key stages of a customer lifecycle in a B2B SaaS company?

Cover onboarding, adoption, expansion, renewal, and advocacy; mention how CSMs engage at each stage.

  4. 4

How would you measure the health of a customer account?

Mention product usage, support ticket trends, NPS, engagement with CSM, and payment history; suggest a health score.

Practical Scenarios

  1. 5

A customer's usage has dropped 40% in the last month. How do you handle it?

Show a structured approach: investigate data, reach out to understand reasons, create an action plan, and involve internal teams if needed.

  2. 6

A customer threatens to churn because they feel the product is too expensive. What do you do?

Focus on value realization: review ROI, explore usage gaps, offer training, and involve sales for pricing discussions if necessary.

  3. 7

You have 50 accounts and limited time. How do you prioritize?

Segment by ARR, renewal date, health score, and strategic importance; use playbooks and automation for low-touch accounts.

  4. 8

A customer asks for a feature that your product does not have. How do you respond?

Acknowledge the request, explain the roadmap process, log feedback, and suggest workarounds; avoid overpromising.

Behavioural and HR

  1. 9

Tell me about a time you had to persuade someone to do something they were initially resistant to.

Use STAR method: situation, task, action, result; emphasize empathy, data, and persistence.

  2. 10

Describe a situation where you had to handle an angry or upset person. How did you resolve it?

Show active listening, staying calm, acknowledging feelings, and finding a solution; end with a positive outcome.

  3. 11

Why do you want to work in Customer Success, and why at a fast-growing SaaS company like ours?

Connect personal strengths (communication, problem-solving) to CS; mention excitement for startup pace and learning opportunities.

  4. 12

Where do you see yourself in three years?

Show ambition within CS: growing into a senior CSM, team lead, or specializing in enterprise accounts; align with company growth.

Company and Sector Awareness

  1. 13

What do you know about our product and who our typical customers are?

Research the company's SaaS offering, target industries, and size; mention specific use cases or value propositions.

  2. 14

What are some common challenges faced by SaaS companies in India today?

Discuss intense competition, pricing pressure, need for localization, and talent retention; show awareness of the ecosystem.

  3. 15

How would you explain the concept of 'customer success' to a friend who has never heard of it?

Use a simple analogy: like a personal trainer for software, ensuring customers achieve their goals and renew.

  4. 16

Why do you think customer success is important for a company like ours?

Link to recurring revenue model: retention and expansion are cheaper than acquisition; CS drives both.
