What the job involves

A Team Lead in BPO/KPO/ITES supervises a team of 15-25 associates handling customer support, back-office processing, or technical helpdesk work for a client. Day to day, you track metrics like SLA, AHT, quality scores, and shrinkage, run team huddles, handle escalations, coach low performers, and report performance to your manager. You are the first line of people and performance management, balancing client targets with associate motivation and retention.

Role and Sector Knowledge

  1. 1

What are the key metrics you would track daily as a Team Lead in a BPO process?

Name SLA, AHT, quality score, CSAT, shrinkage, and occupancy. Explain how each affects client billing and team workload, not just definitions.

  2. 2

How would you handle a situation where your team's AHT is increasing but CSAT is stable?

Show that you would first check if the rise is due to complex tickets or poor tool knowledge. Suggest call listening, refresher training, and process tweaks, while confirming CSAT is not hiding a quality issue.

  3. 3

What is the difference between shrinkage and attrition, and how would you control each?

Shrinkage is planned and unplanned time away from the desk; attrition is people leaving. Give examples like break scheduling, absenteeism tracking, and retention conversations for each.

  4. 4

Why do BPO and KPO companies use quality audits, and what would you do if an associate consistently scores low?

Explain that audits protect client brand and process compliance. For low scores, describe a structured coaching plan: root cause, side-by-side monitoring, action plan, and a review timeline.

Practical Scenarios and Team Handling

  1. 5

An associate is consistently late and their quality has dropped. How would you handle this as a new Team Lead?

Avoid immediate punishment. Show a private conversation to understand the cause, a clear expectation setting, a short improvement plan, and documentation if the pattern continues.

  2. 6

Two team members are arguing loudly on the floor during shift hours. What do you do step by step?

Separate them immediately, move the discussion off the floor, listen to both sides, address behaviour not personality, and escalate only if policy requires it.

  3. 7

You have been asked to reduce absenteeism by 10 percent in one month. What is your plan?

Start with data: which days and shifts show high absence. Then use shift swaps, recognition for perfect attendance, and one-on-one check-ins for repeat absentees. Track weekly and adjust.

  4. 8

A client sends an escalation saying your team missed an SLA for three days. How do you respond?

Acknowledge quickly, share a factual root cause, present a corrective action plan with owners and dates, and commit to a daily update until the SLA is back on track.

Process, Tools, and Client Communication

  1. 9

How would you use Excel to track your team's daily performance and present it to your manager?

Mention a simple tracker with columns for date, associate, AHT, quality, CSAT, and absenteeism. Use pivot tables for weekly trends and conditional formatting to highlight red flags.

  2. 10

What would you include in a daily huddle with your team?

Cover yesterday's numbers, one quality tip or call example, any process update, and a short recognition. Keep it under 15 minutes and two-way, not a lecture.

  3. 11

A client wants a new report by tomorrow morning, but your team is already short-staffed. How do you manage?

Prioritise the report, delegate floor tasks to a senior associate or buddy, use a simple template, and communicate early if the deadline is at risk. Do not silently miss it.

  4. 12

How would you ensure your team follows a new process change without resistance?

Explain the why behind the change, train in small groups, nominate process champions, and monitor the first week closely. Address resistance with data and listening, not authority.

Behavioural and HR Questions

  1. 13

Tell me about a time you led a group project or team in college. What was your biggest challenge?

Use a clear situation, action, and result. Focus on how you handled a non-performing member or a deadline conflict, and what you learned about leading without authority.

  2. 14

This role requires night shifts and rotational offs. How will you manage that?

Be honest about your ability to commit. Mention a sleep routine, family support, and transport plan. Avoid saying you will adjust later without a concrete plan.

  3. 15

How would you handle an associate who says they are about to quit because of work pressure?

Show empathy first, listen without interrupting, check if it is workload, shift, or manager related. Offer short-term relief and a follow-up, and involve HR only if needed.

  4. 16

Why do you want to be a Team Lead in a BPO rather than continue as an associate?

Connect your people skills and process knowledge to the role. Show that you enjoy coaching, ownership, and solving problems for a team, not just personal targets.

Practise the conversation

Much of a Team Lead's job is conversation. Practise a sales call, an upset customer or a negotiation with an AI persona, and get a scored report.
